You need to respond directly, appropriatley and quickly to the customer's needs. You need to be understanding and relate to the customer. You need to be reassuring, or trustworthy. No one returns to or buys from someone they cannot trust. And you need to be professional; courteous and friendly, but not informal and overlly friendly. They want welcoming professional, not a buddy.
